AI clarifying questions
When a customer's request is ambiguous, the AI asks a focused clarifying question instead of guessing — the same behavior a good human agent would show.
When clarification happens
The AI considers clarifying when the request is:
Ambiguous between two clearly different answers — for example, "How do I export?" when your product has CSV exports and PDF exports.
Missing a key detail — for example, a billing question without knowing which plan is involved, when your docs treat plans differently.
A vague problem report — "it doesn't work" without symptoms.
When the request maps cleanly to one answer, the AI answers directly — clarification is not used to pad conversations.
What it looks like
The AI sends a short, specific question in the thread, usually offering the concrete options it needs to disambiguate:
"Which format do you need — CSV or PDF?"
The customer replies, and the AI continues with the answer (citations included, per the normal flow). Clarifying exchanges count as AI turns toward the follow-up limit.
Configuring the behavior
Clarification is part of the AI support pipeline and follows your global settings:
The confidence threshold governs the decision: low-confidence requests that could be clarified get a clarifying question; those that can't be clarified get a handoff.
The follow-up limit ("Handoff after") bounds total AI turns on the same problem — clarifying rounds included.
Response mode applies too: in Add internal note mode, the AI drafts its intended clarification for agents rather than posting publicly.
Writing guidance that helps
The AI's behavior in ambiguous situations can be tuned with guidance on the support agent configuration (see Support AI assistant configuration):
Specify terms that map to specific docs ("when a user says workspace, they mean a Helpin workspace").
Tell the AI which details matter for common workflows (for example, "billing questions: ask annual vs. monthly before answering").
Keep guidance in plain, imperative sentences.
Design principles
One question at a time — clarifications ask for the single missing fact, not a form.
Concrete options — where possible, offer the choices from your docs.
No dead ends — if the customer's clarification still isn't answerable, the next step is escalation, not another round of questions.
